Client Journey Mapping

Understand what drives loyalty and design the experience clients actually want.

A client journey map traces every interaction a client has with your firm – from first contact through to ongoing relationship management – surfacing their motivations, questions, emotions and expectations at each stage. It’s how you move from assuming you know what clients value to actually knowing it, and it’s one of the fastest ways to turn client insight into commercial advantage.

Is it the right time for your firm?

Journey mapping tends to pay off fastest when firms are facing:

  • Growth ambitions, pursuing expansion or market penetration that depends on a stronger client experience
  • A global or multi-office network, needing consistent service standards across jurisdictions
  • A recent merger, aligning and standardising client service across newly combined teams
  • Reduced profitability, margins under pressure from inefficient delivery or avoidable client churn
  • Declining satisfaction scores, feedback trending the wrong way
  • An inward-looking culture, where consistency depends more on habit than on a shared client framework

Our recommended three-phase approach

1. Engage, analyse & design

We mine your existing client insight, CRM, and financial data, run a stakeholder workshop to map the “as-is” journey, define client personas, and identify the moments that matter most – from pitching through to onboarding, delivery and ongoing relationship management.

2. Explore & discover

We validate what we’ve found with your wider stakeholder base and with clients directly, through interviews, focus groups and/or surveys, while also drawing on external best practice from other firms and sectors. The result is a Discovery Report that becomes the foundation for your future-state journey map.

3. Refine & implement

We help you agree “brilliant basics” and minimum service standards for each stage of the journey, then support the practical work of embedding them: training, updated onboarding and induction processes, and dashboards to track touchpoint performance over time, so the map keeps earning its keep long after the workshops end.

New to journey mapping? Start smaller.

You don’t need client research or a big commitment to get going. Our Journey Mapping Starter Project uses what you already have – existing client insight, CRM data and internal knowledge – to build a first working view of your client journey: where the pain points are, where you’re already excelling, and where to focus first.

It includes an Engagement & Planning Workshop, a stakeholder diagnostic survey, data and insights analysis, and a Client Journey Design Workshop, giving you an initial “as-is” blueprint and a clear plan for what to do next – a practical first step before committing to the full three-phase process above.

What it delivers

This isn’t a soft-benefits exercise. Firms that take journey mapping seriously find it’s one of the fastest routes to commercial advantage: bigger projects, greater share of wallet, stronger retention and referrals, fewer siloed hand-offs, and faster onboarding.

Why work with us

We combine deep professional services expertise with rigorous research methodology and the technology to turn client feedback into competitive advantage.

You need advisors who understand your world. We mainly work with law firms, accounting practices, the real estate sector, private equity and financial services. Your client listening programme will be designed for how professional services firms  operate.

You’ll benefit from what we hear across hundreds of client conversations every year. That means your programme is informed by deep insights into what clients actually expect from their advisory firms.

Meridian West designs and conducts key account interviews that uncover genuine insights, rather than feedback that confirms what you already know. Our experienced interviewers create in-depth analysis and deliver boardroom and away-day presentations that drive strategic discussions.

You might prefer to conduct interviews in-house and need additional resources. Or you want to elevate an existing programme that’s gone stale. We’ll deliver what makes sense for your firm and won’t force you into a standard approach.

You’ll benefit from our benchmarked database of questions and interview guides – tested across hundreds of interviews to get to what clients really think.

Our leading survey and dashboard technology partners and our own AI-powered CoreClarity platform transform how you analyse feedback. We process qualitative and quantitative data at scale, spot patterns and opportunities, and can make client intelligence accessible to everyone who benefits from it.

We design research that works from the start: properly structured, integrated with your processes, and connected to action tracking that demonstrates real follow-through.
Our approach embeds client-centricity across your firm through practical implementation. We help you close the feedback loop so clients see their input driving change, and give your teams the confidence and skills to turn insights into stronger relationships.

Meridian West provides context, not just data. Our benchmarks help you to understand where you stand and what to prioritise.

We invest in your success. Clients describe us as reliable, creative, and willing to challenge thinking. We bring best practice from across the sector and stay involved until insights deliver results.

As part of our CLIMB research starting in 2023, we have collected data from over 150 professional services firms on their Client Listening programs. We have identified what drives success, which challenges need to be overcome, and how to become truly client-centric.
